
NPS: Net Promoter Score
As part of a genuine approach totraining assessment, which will make it possible to measure both the acquisition of knowledge but also the satisfaction of learners, managers and even trainers, it is essential to define key indicators that can be measured and monitored. The NPS makes it possible to calculate and note satisfaction but also to monitor its evolution (from one period to another, from one training session to another, etc.).
The NPS: definition
It is common to include the question in your evaluation form:”How would you recommend this course to a friend or colleague?”, with a scale ranging from 0 to 10.
That's what we call the”Net Promoter Score” or NPS, a concept introduced by Fred Reichheld, Bain & Company, in an article in the Harvard Business Review in 2003 (https://hbr.org/2003/12/the-one-number-you-need-to-grow). It is a registered trademark of the consulting firm Bain.
The advantage of this very simple question is that it applies equally to any form of service or product, and that it can therefore give rise to a comparable indicator between different industries. Whether it's a plane flight, a new refrigerator, or training, the question makes sense.
Analysis of the result of the Net Promoter Score (NPS)
The following analysis is then applied to it:
- People who gave a note of 9 or 10 are considered promoters, or prescribers: they are likely to recommend the service.
- People who gave a note between 0 and 6 are detractors : they would rather say bad things about the service they received.
- People who gave a note of 7 or 8 are considered neutral, or passive, neither promoters nor detractors.
As we can see, the analysis takes into account a bias, a shift towards the positive, which reflects the fact that, faced with the question asked, people are inclined to temper their judgment: if they say that the probability of recommending is 6 out of 10, in reality it means that they would not recommend at all, they are already detractors.
On this basis, the NPS score is calculated by considering the percentage of promoters, from which the percentage of detractors is subtracted. Liabilities are not part of the formula.
We therefore obtain a unique indicator, reflecting the propensity of respondents to recommend the service or product they have experienced.
This simple and unique indicator can be criticized, but it has the merit of being universal. The most interesting thing, however, is not so much to try to compare it with colleagues, but to follow its evolution over time. It is therefore a good practice to include it in your feedback.
